THE CEO'S BRIEF

A weekly leadership perspective

Vikrant Singh, Founder and CEO of CX Horizon Services
Vikrant SinghFounder & CEO

The opportunity is not to automate more. It is to design better work.

Across AI, customer experience and global delivery, the most important question is no longer whether technology can perform a task. It is whether the complete operating model creates a better outcome for the customer, the team and the business.

This week's signals reinforce a practical truth. Capability, accountability and sound judgement are becoming more valuable as automation expands. Leaders who redesign work around these principles will create an advantage that software alone cannot provide.

THIS WEEK / 01

THE BIG SHIFT

AI access is becoming ordinary.
Operational intelligence is not.

Across the strongest developments this week, the winners are not merely deploying technology. They are rebuilding how work moves, how decisions get made and how humans step in when judgement matters.

INDUSTRY PULSE

IT-BPM 2028 OUTLOOK

The industry’s next phase is being framed around higher-value, AI-enabled capability.

1.85 to 2.14M

2028 TALENT RANGE

Employment remains substantial, but future growth will depend more on skills and value per role.

TREND RADAR

Four shifts changing the industry.

01

Skills over credentials

AI fluency, domain judgement and demonstrated capability are becoming stronger hiring signals than title history alone.

02

Capacity to capability

Buyers increasingly expect offshore teams to own workflows and outcomes, not simply execute task queues.

03

Flexible workforce design

Organizations are blending core teams, specialist partners and flexible talent while workforce requirements evolve.

04

Human and AI orchestration

The scarce capability is deciding what technology completes, where people judge and how accountability crosses both.

SIGNAL DESK

Five developments worth your attention.

What changed · Why it matters · What to do next

01GLOBALHIGH SIGNAL

Enterprise AI has entered its execution era.

Tech Mahindra and ServiceNow expanded their partnership around production-ready AI, combining platform capability, implementation, governance and industry-specific operating models.

The companies say Tech Mahindra’s own deployment now handles 100,000+ cases each month across 90 countries and has improved first-level IT support by approximately 25%.

ServiceNow announcement · 20 Aug 2026

WHY IT MATTERS

Buyers are moving past demonstrations. They increasingly expect validated workflows, measurable outcomes and proof that AI can survive contact with real operations.

THE OPERATOR’S MOVE

Ask prospective partners what they have run internally, which outcomes changed and what governance survived the pilot.

Risk / context

The performance figures are vendor-reported. Treat them as credible directional evidence, not an independent benchmark.

02SINGAPOREWATCH CLOSELY

Adoption is rising faster than transformation.

Agentic-AI adoption among Singapore enterprises rose from 22% to 51% in one year. Yet only 10% have redesigned processes so AI can complete multi-step workflows end to end.

Enterprises that redesigned work around AI were reportedly almost four times more likely to achieve significant productivity and efficiency gains. Privacy and security remained a concern for 58% of respondents.

Enterprise AI Maturity Index · 17 Aug 2026

WHY IT MATTERS

The opportunity is no longer access to AI. It is the difficult work of redesigning workflows, roles, controls and handoffs around it.

THE OPERATOR’S MOVE

Map one customer journey from trigger to resolution. Decide where AI acts, where a person decides and who owns the outcome across both.

Risk / context

This is a vendor-sponsored study of 200 Singapore leaders. Use the pattern, not every percentage, as the benchmark.

03EUROPEACT NOW

AI disclosure is now part of CX design.

The EU AI Act’s Article 50 transparency requirements now apply. Customer-facing chatbots and AI agents generally need to tell people, from the first interaction, that they are dealing with AI.

The rules can also reach providers outside Europe when their systems’ outputs are used in the EU.

European Commission · effective 2 Aug 2026

WHY IT MATTERS

Transparency cannot be bolted on during final legal review. It belongs in scripts, interfaces, escalation paths, vendor contracts and quality assurance.

THE OPERATOR’S MOVE

Audit every customer-facing automated interaction for disclosure, accessibility, escalation and evidence of human review.

Risk / context

Delivery teams can inherit compliance exposure without receiving the documentation, authority or controls needed to manage it.

04PHILIPPINESSTRUCTURAL SHIFT

Offshoring is moving from capacity to capability.

IBPAP’s revised outlook projects Philippine IT-BPM revenue of $43.3 to $50.5 billion and employment of 1.85 to 2.14 million by 2028.

The industry direction now emphasizes AI-enabled workers and higher-value services rather than headcount growth alone.

IBPAP 2028 industry outlook

WHY IT MATTERS

The Philippines remains a major delivery market, but the value proposition is changing from available labour to domain expertise, operating discipline and AI-enabled execution.

THE OPERATOR’S MOVE

Rewrite offshore role scorecards around judgement, workflow ownership, customer outcomes and AI fluency, not only task volume.

Risk / context

Providers that do not build domain depth and management capability face growing margin and relevance pressure.

05VIRTUAL TEAMSPATCH NOW

Distributed-team security needs a basic reset.

A critical Zoom Workplace vulnerability disclosed in August reportedly allowed another meeting participant to execute code on an unpatched device.

The affected versions were patched. Users should be on version 7.0.6 or later, or 7.1.5 for the fast-track branch.

Technical report · 13 Aug 2026

WHY IT MATTERS

Virtual-team security depends on endpoint discipline across employees, contractors and offshore partners, not simply choosing a trusted platform.

THE OPERATOR’S MOVE

Require automatic collaboration-tool updates and add version compliance to remote-team onboarding and access reviews.

Risk / context

One unmanaged device can undermine otherwise mature controls across a distributed operating model.

SIGNAL / NOISE

The distinction leaders need to make.

A faster filter for the week’s AI conversation.

NOISE

“We deployed an AI tool.”

More features, more pilots, more isolated productivity claims.

SIGNAL

“We redesigned the work.”

Clear ownership, governed data, human judgement and measured customer outcomes.

THE OPERATOR’S PLAYBOOK

One move to take into the week.

01

Run an AI-ready CX workflow sprint.

Start with one journey, not an enterprise-wide transformation.

  1. MAPFollow the customer workflow from trigger to resolution.
  2. DECIDESeparate automation, augmentation and human judgement.
  3. DESIGNDefine handoffs, escalation authority and evidence trails.
  4. DEPLOYChoose the right mix of platform, partner and global talent.
  5. MEASURETrack customer effort, resolution quality, risk and economics.

FIELD NOTE

OFFSHORING
INSIGHT 001

AI is not making offshoring irrelevant.

It is making badly designed offshoring obvious.

Adding AI to a poorly designed offshore operation does not fix unclear ownership, broken handoffs or weak documentation. It simply moves the confusion faster.

The future of offshoring is not the cheapest available seat. It is a well-designed operating system combining capable people, intelligent technology, clear accountability and measurable customer outcomes.

When you evaluate an offshore partner today, are you buying capacity or capability?

MARKET LENS

Where the signals are strongest.

EUROPE

Compliance becomes experience design.

AI disclosure, accessibility and human escalation move into the customer journey.

SINGAPORE

Execution is the open market.

Adoption is strong; end-to-end workflow redesign remains scarce.

PHILIPPINES

Capability replaces capacity.

Domain expertise and AI-enabled operations reshape the offshore proposition.

GLOBAL

Proof beats the pilot.

Buyers increasingly expect validated playbooks, governance and measured outcomes.

DESTINATION LENS

Why the Philippines, and where others lead.
